A CRM, or customer relationship management system, is software that records every patient enquiry and conversation so a clinic can follow up, track sources and measure each stage.
What it means
A CRM keeps every patient enquiry in one place: who they are, where they came from, what they asked, who spoke to them and what happens next. For a clinic, it replaces the scattered mix of WhatsApp chats on personal phones, paper registers and spreadsheets.
Without a CRM, follow-ups depend on memory. Enquiries get lost when a staff member leaves, nobody knows which ad brought which patient, and the doctor cannot see where patients drop out. With one, every number in the patient journey can be measured and every patient gets the follow-up they were promised.
A CRM for enquiries is different from your clinical records or practice management software. Many clinics use both.
How to calculate it
CRM coverage = enquiries logged with a source and status ÷ total enquiries received × 100
This tells you whether the CRM is actually being used. A CRM with half the enquiries in it gives you half the truth.
For example, a clinic receives 300 enquiries in a month across all channels. 240 are logged in the CRM with a source and a current status. CRM coverage = 240 ÷ 300 × 100 = 80%.
What good looks like
HBA does not publish a coverage benchmark. Higher is better, and the goal is that every enquiry is logged. HBA checks coverage weekly, because every other number depends on it.
How to improve it
- Connect every channel, including calls, WhatsApp, Instagram, website forms and ad leads, so enquiries enter automatically.
- Keep stages simple: new, contacted, booked, visited, treated and lost, with a reason for each loss.
- Give each enquiry an owner and a next follow-up date.
- Review the pipeline every Monday as part of your weekly numbers.
- Start with a clean CRM setup built around your actual patient journey, not a generic sales template.

Frequently asked questions
Does a small clinic need a CRM?
If you receive enquiries on more than one channel or have more than one person handling them, yes. A CRM stops enquiries getting lost in personal phones, shows which sources bring patients and makes follow-ups reliable. Start simple, with a few stages, and make sure every enquiry goes in.
Is a CRM the same as clinic management software?
No. Clinic or practice management software handles appointments, clinical records and billing. A CRM handles enquiries and relationships before and after treatment: leads, follow-ups, reminders, recall and reactivation. Many clinics use both, ideally connected so information flows between them without double entry.
